Ask ten MSP owners how they measure their technicians and most will land on the same answer: tickets closed. It's easy to pull, easy to compare, and almost useless on its own. A healthy service desk isn't the one that closes the most tickets - it's the one where work moves quickly, stays fixed, and lands well with customers.

The good news is that you don't need new software or a data analyst to see any of this. Every metric below is already being captured inside Autotask, ticket by ticket. 1. First response time

How long a ticket waits before anyone touches it. This is the single biggest driver of customer perception - clients forgive a slow fix far more readily than a slow acknowledgement. Track the average, but watch the outliers too: one ticket that sat untouched for a day does more reputational damage than ten that were answered in minutes.

2. Same-day response rate

The percentage of tickets that get a first response the day they arrive. A single average hides bad days; a rate tells you how consistent the desk is. Aim high here - this is a promise you can actually keep.

3. Resolution time

The clock from open to genuinely closed. Segment it by priority and complexity, because a blended average of password resets and server migrations is meaningless. What you're looking for is whether comparable tickets are trending faster or slower over time.

4. Same-day resolution rate

How often a ticket is opened and closed the same day. This is your quick-win throughput - the proportion of work that never becomes a lingering problem. When it drops, tickets are starting to pile up.

5. Reopen rate

The percentage of "closed" tickets that come back. A low resolution time paired with a high reopen rate isn't efficiency - it's rework in disguise. This is one of the most revealing numbers on the list because it exposes the technician who closes fast but doesn't fix properly.

6. First-time fix rate

The flip side of reopens: how often an issue is resolved without a second visit or a bounce-back. High first-time fix is the quiet marker of genuine skill, and it's the metric most likely to be delivered by the technician who never tops the volume leaderboard.

7. Touches per ticket

How many separate interactions it takes to close a job. Fewer touches usually means cleaner diagnosis and less back-and-forth. A creeping touch count is an early sign of tickets bouncing between people or waiting on customers.

8. Escalation rate

The share of tickets a technician has to hand up to a more senior engineer. Some escalation is healthy; a high or rising rate for one person points to a training gap, while a very low rate across a junior might mean they're holding onto work they should be passing up.

9. Billable utilisation

The proportion of a technician's logged time that's actually billable. This connects performance to profitability - a busy technician whose time isn't being captured or billed is an invisible margin leak. It's also the number owners most often fly blind on.

10. Throughput per day

Closed tickets per working day, ideally weighted by complexity rather than counted raw. On its own it's the misleading volume metric from earlier - but sat next to reopen rate and first-time fix, it becomes a fair measure of sustainable pace.

11. Aged ticket count (tickets open longer than five days)

How many of a technician's tickets have quietly gone stale. Old tickets are where customer satisfaction goes to die, because they're the ones the client remembers. A watchlist of everything past five days turns "I think we're on top of it" into a number you can actually act on.

12. CSAT by technician

The customer's verdict, attributed to the person who did the work. Every internal efficiency metric is a proxy for this one. When you can see satisfaction per technician, you can finally connect how work was done to how it felt to receive - and reward the people your clients actually rate.
